How should a small business owner reply to a one-star Google review?

By BREME · Updated

The short answer

Reply within a day or two in four short lines: thank them by name, say sorry for the experience without arguing about fault, give a name and a direct way to reach you, and stop there. Your reply is mostly read by future customers, so it should show how you handle problems, not prove who was right.

Who this is for: Owners and managers of local businesses with a Google Business Profile who have received, or are worried about, a negative review.

Who your reply is really for

The person who left the review has usually made up their mind. The people still deciding are the ones reading your reply next week, next month and next year. Google publishes your reply under the review, shown as your business rather than as a person, so it becomes part of how strangers judge you.

That changes the goal. You are not trying to win the argument. You are showing every future customer what happens when something goes wrong with you.

The four-line reply

  1. Thank them and use their name. It signals that a person read the review, not a bot.
  2. Say sorry for the experience. You can be sorry that it was frustrating without agreeing that it was your fault.
  3. Take it offline. Give a real name and a direct phone number or email, so the next step happens in private.
  4. Keep it short. If your reply is longer than the review, it is too long.

What never to write

  • A detailed rebuttal of what the customer did wrong. Even if you are right, a public argument tells future customers that problems end in a fight.
  • Private details about the customer or the job. Google tells businesses never to share a reviewer's private information.
  • An offer, discount or refund in exchange for changing or removing the review. Google treats incentives to change reviews as prohibited.
  • A copy-paste reply used on every review. Google suggests focusing on replies that add a useful update or answer a question.

After you reply

Actually make the call. A complaint resolved privately sometimes leads the customer to update their review on their own, and an updated review that says the business fixed it is one of the most convincing things a future customer can read.

If the review breaks Google's content policies, for example it is fake or abusive, you can report it, but a calm public reply is still worth posting while that is assessed. Replies can take a little while to appear, because Google checks them against its policies first.

Then look for the pattern. One bad review is a moment. Three reviews about the same thing, like late arrivals or no updates, is a gap in the customer journey worth fixing at the source.

Questions people also ask

How quickly should I reply to a bad review?

Within one or two days. A prompt reply shows you are paying attention. Waiting a few hours to cool down first is sensible, but a reply weeks later looks like an afterthought.

Can I get a one-star review removed?

Only if it breaks Google's content policies, for example if it is fake, offensive or about the wrong business. You can report it from your Business Profile. A review that is simply negative will usually stay.

Should I reply to one-star reviews with no text?

A short reply still helps: thank them, say you'd like to hear more, and give a way to get in touch. It shows future customers you notice every review.

Can I edit my reply later?

Yes. Google lets you edit or delete your reply from your Business Profile, which is useful for adding an update once the problem is fixed.
